With the Rise of Generative and Agentic AI, Are CX and Human Interactions Relics of the Past?

Having spent over 25 years in the customer experience (CX) and BPO space, I've witnessed the industry evolve in ways few could have predicted. Recently, many of you, partners, clients, and industry peers, have asked me whether the rise of AI signals the end of human driven CX. There's a lot of hype, noise, and even doomsday talk about AI fully replacing people, rendering CX irrelevant, and eliminating the offshore contact centre industry.

As a seasoned, bruised and battered CX veteran who had a front row seat to our industry's evolution, let me set the record straight, share my perspective, and offer some hard earned lessons.

The Evolution of CX: The Good, the Bad, and the Ugly

Over the years, I've had the privilege of witnessing most of the disruptive innovations that have shaped our industry. Some have been transformative, while others have failed to live up to their promise.

I've seen the shift from "after sales service" to "customer service," followed by the CRM boom that revolutionised how we manage customer relationships and data. I watched the evolution from customer service to the broader, more impactful concept of customer experience. There were also waves of self service and contact avoidance fanaticism (remember "The Best Service is No Service"?), followed by the omnichannel mania that promised seamless experiences across all touchpoints.

From the emergence of web and VOIP technologies to the rise of cloud solutions, shared services, and nearshore and offshore models, I've witnessed the mobile boom, the disruptive influence of social media, and the often overhyped (and often failed) attempts to introduce Robotic Process Automation into customer service.

Four decades of CX reinvention
Every wave arrived promising transformation. Some delivered.

    After sales service
    Handling what went wrong after the sale.
  2. Late 1990s
    The CRM boom
    Relationships and customer data, finally managed.
  3. 2000s
    Customer experience
    Service widens into the whole relationship.
  4. 2000s-10s
    Self service and omnichannel
    “The best service is no service”, then every channel at once.
  5. 2010s
    Cloud, shared services, offshore
    Web, VOIP, mobile and social reshape delivery.
  6. 2020s
    RPA, then generative AI
    Automation that over promised. This wave starts differently.

The Era of Generative and Agentic AI

Now, we're in the era of generative and agentic AI, a technology with transformative potential that is fuelling both excitement and anxiety, and promises to transform CX and eliminate human intervention yet again. With AI powered chatbots providing 24/7 instant support and predictive analytics enabling hyper personalised experiences, the technology is reshaping how businesses operate.

Companies like OpenAI have accelerated this transformation. Their LLM models revolutionised conversational AI, sparking an AI race among tech giants. Their latest creation, Operator, represents the next logical step: a digital personal assistant capable of executing moderately complex tasks with minimal human intervention. Similarly, agentic AI is evolving to solve high value business problems, with Google's Project Mariner and Chinese players like DeepSeek deploying use cases across customer service, manufacturing, sales support, and healthcare.

One of the biggest opportunities for AI lies in customer service. But while studies from Goldman Sachs predict AI could replace the equivalent of 300 million full time jobs, most experts with feet on the ground agree that AI won't wipe out entire job categories. Instead, it will expand human potential, allowing people to focus on higher value tasks. CX jobs won't vanish, they'll evolve.

AI Allows Humans to Focus on the Human Side

By automating mundane tasks, AI enhances efficiency, reduces burnout, and helps address talent shortages, issues that have long plagued our industry. Contact centres often experience turnover rates as high as 45%, leading to costly recruitment and training cycles. AI alleviates these pressures, enabling companies to do more with fewer resources while empowering agents to handle more creative and fulfilling tasks.

But here's the reality, and where I'd caution against falling into the AI hype trap: despite its advancements, AI is far from rendering human interaction obsolete. It's not here to replace us; it's here to augment and empower us.

Bigger and Growing Faster Than Ever

Across my career, I've helped set up offshore BPO centres in Africa, Eastern Europe, India, and China, creating tens of thousands of offshore seats and countless opportunities for regions that have become pivotal to global CX operations today. Far from becoming obsolete, the CX industry continues to thrive.

The global contact centre market is currently valued at USD 350 to 400 billion and is projected to grow at a CAGR of 6 to 8%. By 2028, the market is expected to exceed USD 500 billion.

Why is this growth happening? Because new technologies like AI are expanding the scope and scale of CX operations. Here's how:

AI Powered Efficiency

Tools like predictive analytics, generative AI, sentiment analysis, and real time monitoring enhance agent productivity and empower them to deliver superior customer experiences.

Scalable Personalisation

AI enables hyper personalised interactions at scale, anticipating customer needs and offering tailored solutions that create memorable experiences.

Omnichannel Optimisation

Businesses can now connect with customers across platforms, chat, WhatsApp, email, social media, and phone, without missing a beat.

Cost Optimisation

By automating repetitive tasks and augmenting human agents, companies are reducing costs while maintaining or improving service quality. Mature offshoring CX, traditionally reserved for large multinationals, has become a viable option for SMEs as well.

New Markets and Services

AI opens new opportunities in technical support, sales, back office operations, and multilingual support via AI driven translation, while social media has created adjacent new roles such as moderation at scale.

Companies that strategically apply AI to customer service create a new set of human tasks, many of which are higher value than traditional customer service responsibilities: continuous improvement loops; training, testing and evaluating bots and avatars; compliance monitoring; minimising data bias; and ensuring ethical machine behaviour and content moderation.

AI Is Not Replacing Humans: It's Elevating Them

Combining human ingenuity with advanced technology has always been my passion. AI excels at repetitive tasks, data analysis, and scalability, but it cannot replicate empathy, creativity, or the ability to navigate complex human emotions. That's where people come in. The fear that AI will replace all human interaction is not only unfounded, it's missing the point.

Offshore contact centres, once feared to be obsolete due to automation, are thriving by integrating AI driven tools that deliver better service, faster resolutions, and more personalised experiences, while creating new opportunities for a smarter workforce.

A CX Future Full of Opportunity

As someone who has lived through decades of transformation in this industry, my message is clear: CX is not dying; it's evolving. The rise of AI is not a threat but an opportunity to reimagine how we serve customers, combining the best of technology with the irreplaceable qualities of human interaction.

The global contact centre and CX industry is growing because it's adapting to the future, embracing technology, and doubling down on the human connection that lies at the heart of customer experience.

CX is never static, it is ever evolving. For those who keep humanity at the centre, the future is not just bright; it is transformative, and the best is yet to come.
