From Hype to Reality: Why the Human Touch Matters in CX
AI handles the basic tasks, but customers still want human connection. CX excellence belongs to people empowered by AI, not replaced by it.

About a year ago, I wrote about the rise of Generative and Agentic AI and its disruptive potential in CX. The vision was compelling: AI handling most customer needs, freeing humans for higher value work, enabling better pay for agents, reducing OPEX for clients, and opening new revenue streams for professional services firms.
Back then, the narrative was loud and deafening, fuelled by tech companies and vendors eager to sell direct rides to the CX promised land. The hype cycle painted a future where AI would render the human touch irrelevant. Singularity was going to wipe out human interactions once and for all.
Fast forward to today, and reality is more nuanced (and sobering).
The Reality Check
Would rather not have AI for support
A 2024 UK survey: CSAT at a near decade low, and 53% would switch to a competitor if AI became the norm.
Abandon a brand after a bad chatbot
And 73% drop off planned purchases when technology gets in the way of the conversation.

Nearly 40% of interactions are flagged as negative, far short of the experience leaders promised.

Decommissioned within two years, largely on the back of inadequate training data, and 81% of businesses report the same struggle.

In a 2025 study, 57% abandoned purchases over poor support and 40% would pay more for human assisted service.
A More Nuanced Reality
AI handles the basic tasks, but customers still want human connection. CX excellence belongs to people empowered by AI, not replaced by it.
Of course, AI is improving. New LLMs are advancing reasoning, memory, and contextual understanding. Enhanced guardrails, domain specific bots, and improved voice models are fixing many early shortcomings. AI brings efficiency, but mostly for simple, repetitive, or mundane tasks.
Even as AI grows more sophisticated, humans will always be recognised for their touch. Regulatory momentum is building: companies will increasingly need to disclose when customers are interacting with AI and provide the choice to speak with a human.

Humans connect emotionally, understand context, and empathise, things AI still struggles to replicate. In moments of urgency, frustration, or joy, customers don't just want answers, they want to be heard.
The brands that get this balance right will lead the next chapter of customer experience. For CX BPOs, this is even more relevant. The opportunity lies in redefining the value of human interactions while integrating AI to enhance speed, accuracy, and personalisation.
The Playbook: What CX BPOs Should Do Now
Position AI as an enabler, not a threat
- Make AI part of the story, not the replacement.
- Let AI handle low value, repetitive, or data heavy tasks, freeing humans for complex, emotional, or high value cases.
- Offer hybrid solutions: AI triages, humans resolve.
Invest in AI assisted humans
- Train agents to work with AI tools for faster, smarter, and more accurate responses.
- Provide real time knowledge assistants, sentiment analysis, and smart prompts.
- Promote super agents, humans empowered by AI.
Double down on the human advantage
- Focus on empathy, active listening, problem solving, and cultural intelligence.
- Market these skills as differentiators AI cannot replicate.
- Create human moments customers remember.
Develop domain specific AI capabilities
- Build custom AI models for client sectors, banking, healthcare, retail, while keeping humans in the loop.
- Leverage proprietary datasets to improve accuracy and maintain competitive advantage.
Prepare for regulation and choice
- Design workflows allowing customers to seamlessly opt for a human.
- Comply with transparency rules.
- Turn compliance into a trust building feature.
Expand into new value streams
- Offer AI oversight services: monitoring, bias detection, compliance auditing.
- Provide CX data insights to clients for actionable strategy.
- Explore agentic AI orchestration for internal process automation and back office efficiency.
AI alone isn't enough. CX excellence in the coming era belongs to humans empowered by AI, not humans replaced by AI.
